Types of Call Center Software


ACD helps productivity by assigning inbound agents to incoming calls. The automatic call distributor uses a set of instructions to determine who gets the call in the system. The algorithm can route calls based on agent skill or whoever has an idle phone. ACD can use caller ID or automatic number identification, but usually interactive voice response is enough to help the system determine the reason for the call.

An automatic call distributor can also take advantage of computer telephony integration. Agents can receive relevant data on their computers along with the incoming call.

Computer telephony integration is a broad category of software that connects telephone and computer systems. Computer telephony integration software can have both desktop and server functions. Various applications make up a system that can control phones, display call information, and route and report calls.

Interactive voice response allows callers to route themselves to the appropriate department or use the company’s database for assistance. More sophisticated interactive voice response systems can access accounts and perform certain tasks, such as activating a credit card through a bank’s phone system. IVR involves using dial tone multi-frequency or voice commands. In the VoIP industry, a PBXauto attendant is near interchangeable with IVR. However, auto attendants are not capable of speech recognition.

A predictive dialer calls a list of phone numbers at once. Outbound agents are then connected to the numbers that answer. A predictive dialer uses calculations to minimize the idle time of agents and the potential of losing answered calls when no agents are available.

A contact center is a centralized office used for the purpose of sending & receiving large volumes of requests by telephone.

A contact center is operated by a company to administer incoming product support or information inquiries from consumers. Outgoing calls for telemarketing, clientèle, and debt collection are also made. In addition to a call center, collective handling of letters, faxes, and e-mails at one location is known as a contact center.
A contact center is often operated through an extensive open workspace for call center agents, with work stations that include a computer for each agent, a telephone set/headset connected to a telecom switch, and one or more supervisor stations. It can be independently operated or networked with additional centers, often linked to a corporate computer network, including mainframes, microcomputers and LANs. Increasingly, the voice and data pathways into the center are linked through a set of new technologies called computer telephony integration (CTI).

Most major businesses use call centers to interact with their customers. Examples include utility companies, mail order catalogue firms, and customer support for computer hardware and software. Some businesses even service internal functions through call centers. Examples of this include help desks and sales support. However, some companies employ staff to work in their call centers almost by "bulk", applicants requiring little or no educational qualifications or experience; an example is Lloyds TSB. In contrast, some firms demand lengthy customer service experience, various formal certificates and impose a complicated and staged recruitment interview procedure; an example of this is American Express. - Wikipedia

Mathematics

A call center can be viewed, from an operational point of view, as a queuing network. The simplest call center, consisting of a single type of customers and statistically-identical servers, can be viewed as a single-queue. Queuing theory is a branch of mathematics in which models of such queuing systems have been developed. These models, in turn, are used to support work force planning and management, for example by helping answer the following common staffing-question: given a service-level, as determined by management, what is the least number of telephone agents that is required to achieve it. (Prevalent examples of service levels are: at least 80% of the callers are answered within 20 seconds; or, no more than 3% of the customers’ hang-up, due to their impatience, before being served. ...

GSM (Global System for Mobile communications) is a cellular phone system standard popular outside the USA. You can find more info on GSM in general here

GSM includes a codec, often just referred to as the GSM when discussing codecs.

The original 'Full Rate' GSM speech codec is named RPE-LTP (Regular Pulse Excitation Long-Term Prediction). This codec uses the information from previous samples (this information does not change very quickly) in order to predict the current sample. The speech signal is divided into blocks of 20 ms. These blocks are then passed to the speech codec, which has a rate of 13 kbps, in order to obtain blocks of 260 bits.

Newer GSM systems use a couple of newer codecs however these are heavily patent encumbered:
  • EFR (Enhanced Full Rate) uses ACELP (Algebraic Code Excited Linear Prediction)
  • HR (Half Rate) uses CELP-VSELP (Code Excited Linear Prediction - Vector Sum Excited Linear Prediction)

What is Ateus VoiceBlue?

What is Asterisk?
Asterisk is a software IP PBX originally developed by Mark Spencer. This software IP PBX is designed as an open source, which means that it can be downloaded from the Internet, namely from: http://www.asterisk.org/index.php?menu=download, installed and used without any limitations. The fact that the Asterisk is a software IP PBX indicates that VoIP is the native environment for this PBX. Asterisk supports VoIP using three protocols, which means that its users can use a wide range of VoIP telephones, both software ones and hardphones.
Together with the above mentioned VoIP services, Asterisk supports connection of TDM equipment by means of PCI cards supporting both digital (ISDN PRI/BRI) and analog trunks. Since the PCI bus on the PC is not unlimited, Asterisk users employ as much VoIP equipment as possible in order to save the TDM interface for other services, such as PSTN connection, or use of analog telephones. This is why most Asterisk users use the Ateus VoiceBlue VoIP GSM gateway for their GSM calls. You find below how to interconnect these two types of equipment.

Main scenario

Suppose we have an IP network to which an Asterisk IP PBX, several SIP telephones and an Ateus VoiceBlue VoIP-GSM gateway are connected. This typical configuration is shown in the figure below. Furthermore, suppose that the network is addressed as shown in the figure and GSM numbers are all numbers starting with 6,7,8 and containing 9 digits. For configuration simplicity, use SIM cards from one GSM provider.
Now say that all incoming calls are answered by the gateway, which replays the invitation message and waits for 10s for another DTMF dialling. After this timeout, the gateway dials extension 111, which is a dial-in to the operator.

How Does Mobile VoIP Work?


Mobile VoIP works with a cell phone’s 3G, 4G, GSM, or other Internet service to send voice calls as digital signals over the Internet using voice over IP technology. Mobile VoIP phones can also take advantage of WiFi hotspots to eliminate the calling costs of a cellular voice or data plan.

By using VoIP, mobile VoIP phone users — especially smartphone users — can benefit from lower costs when calling, texting, or other common smartphone activities. A mobile VoIP phone service can eliminate the need for a basic voice plan, as well as optional (and costly) text add-ons. With a mobile VoIP phone, cell phone users can enjoy more flexibility in calling times than a cellular voice plan provides, with fewer restrictions. VoIP mobile phone service means that a mobile VoIP user can make unlimited inexpensive or free calls using voice over IP technology at any time.

Mobile VoIP users don't need to worry about the limitations associated with cell phone calling plans, such as:
